Around half of commuters (48%) in Which?’s annual rail survey say they find travelling by rail frequently stressful, with some people even reporting that they have had to move house to escape a nightmare train journey.
The consumer champion spoke to commuters about the impact delays had on their lives. Issues included missing out on time with family and friends (17%), being disciplined at work (9%) and additional childcare costs (6%).
Four per cent of respondents, equating to more than 100 commuters, said they even had to move house as a result of the disruption.
The findings illustrate many passengers’ dissatisfaction with the rail industry and reinforce why their views must be front and centre of the Government’s rail review, in a sector where punctuality has fallen to its lowest level for 17 years.
Northern and Thameslink, whose passengers suffered as a result of the disastrous timetable changes last year, were both ranked in the bottom three for customer satisfaction, alongside Southern Rail.
Northern received the lowest customer score, achieving just 32 per cent. It scored just one star out of five in eight out of the nine survey categories, which included punctuality, reliability, customer service and value for money.
One ex-Northern passenger, Jonathan Lee-Smith, got so fed up with the operator that he decided to move 300 miles from Blackpool to Devon to avoid his commute from hell.
He said: “The problems with Northern meant I wasn’t able to get to and from work when I needed to. It was affecting my sleep and social life. It made me miserable. It got to the point where I wasn’t happy with anything so I decided to make a change.”
ScotRail, the primary train company serving Scotland, was ranked towards the bottom of the table with a lowly score of 45 per cent. Arriva Trains Wales finished mid-table with a score of 48 per cent, although in October the franchise changed hands and is now run by Transport for Wales.
Smaller companies serving fewer passengers scored highest in the survey, with Island Line Trains’ commuters giving it the top customer score of 68 per cent. Leisure satisfaction scores were marginally better than commuter ones, with Merseyrail achieving the top score of 72 per cent. Northern also received the lowest score from leisure passengers, alongside Southern Railway.
Distrust of the rail industry continues to climb among passengers, according to the latest figures from Which?’s Consumer Insight Tracker. It now stands at 32 per cent, five percentage points higher than a year ago. Only second hand car dealers are more distrusted by consumers.
Which? believes the Government rail review is a prime opportunity to ensure that passengers’ voices are at the heart of new reforms and that the rail regulator has a clearer duty to stand up for passengers.

“It is shocking that a modern transport system is allowed to have such a negative impact on the people who rely on it every day. Its failures are affecting people’s health and employment, and some are even forced to move home as a result of the disruption.
“If the Government rail review is to have any hope of restoring faith in the system it must listen to passengers, who have too often been an afterthought.
“However, train companies should not wait for the results of the review to take action. The industry must start putting the interests of passengers first to address the chronic issues identified in our survey.”
- Ross Powell commutes into London every day on both Southern and Thameslink trains from his home in Horley, Surrey. He’s worried about the long-term impact Southern’s continued poor performance might be having on local house prices, and even his job prospects: “I’ve been asked in a few interviews for possible jobs where I live and get a lot of comments along the lines of ‘Oh, I hear the trains from there are terrible’” he said.

- In October 2018, 10,000 members of the UK general public completed an online survey about their experiences of travelling with UK train operators. The survey is designed to give a snapshot view of what passengers think of the train operating companies that they have used for either leisure or commuting journeys over the last 12 months. To qualify to take the survey respondents must have either used the train once in the last year (leisure) or at least once in the last month (commuter). Respondents were able to comment on more than one train operating company for both leisure and commuting journeys and thus we were able to report on 11,496 leisure passenger experiences and 3,994 commuting passenger experiences. We required a minimum of 50 responses per train operating company. Sample sizes are in brackets. The more stars the better. ‘-’ means that the service isn’t available or that we didn’t achieve enough responses for that service.
Customers’ perceptions of how many trains arrive and depart on time.
How reliable those who answered the survey feel the service is, taking into account cancellations, delays, broken-down trains and early terminations.
Including aisles and doorways.
Availability of on board toilet facilities and cleanliness.
Combines satisfaction and likelihood to recommend the train company to others.
Frequency of trains, customer service, value for money, availability of seats and condition of carriages were the other areas looked at.
